Deflection metrics lie. They tell you how many tickets did not get created, but they do not tell you why. A high deflection rate can mean excellent self-service - or it can mean users have given up trying to get help and are working around the platform entirely. Friction maps tell the truth because they measure what users actually experience rather than what the service desk does not see.
The single edition in this cluster introduces a self-service architecture audit in four diagnostic passes. The first pass maps the journey: every path a user can take from need to resolution, including the paths the platform team did not design. The second pass identifies friction points: where do users abandon, backtrack, escalate or work around? The third pass measures effort: not just clicks or steps, but cognitive load - how much does the user need to know before they can get what they need? The fourth pass assesses recovery: when something goes wrong in the self-service flow, how hard is it to get back on track?
The audit produces a friction map rather than a satisfaction score. The map is actionable - it points to specific journeys, specific steps and specific design decisions that create unnecessary effort. It also distinguishes between friction that is inherent (security checks, approval gates) and friction that is accidental (confusing labels, broken search, inconsistent navigation).
